How to Reopen a Closed Ticket When a Customer Replies in BoldDesk

Updated:

When customers reply to tickets that have already been closed, support teams may want to either reopen the original ticket, create a follow-up ticket, or leave the ticket closed based on their business process. In BoldDesk, this behavior is controlled through the On End User Reply setting of the Closed status and can be further customized using Ticket Automations when additional conditions or workflow logic are required.

This article explains how closed-ticket replies are handled in BoldDesk and describes two methods for reopening tickets when customers respond after closure: the recommended status-level configuration and an alternative automation-based approach for advanced scenarios. It also covers common troubleshooting steps, limitations, and best practices to help you choose the method that best fits your support workflow.

Prerequisites

  • Only agents with the Manage Fields and Forms permission enabled can manually configure the Closed Status to reopen the ticket.
  • Only agents with Manage Create and Update Triggers permission can use automation to close tickets.

How BoldDesk Processes a Customer Reply on a Closed Ticket

When a customer (requester) replies to an existing ticket that is currently in the Closed status, BoldDesk evaluates the Closed status configuration for On End User Reply. For the Closed status, On End User Reply supports these behaviors:

  • Automatically change the ticket status to Open
  • Create a new follow-up ticket
  • Do not perform any action on the ticket state

This status-level setting should be treated as the default mechanism for controlling customer reply outcomes on closed tickets. BoldDesk provides two methods to achieve ticket reopening when a customer replies:

Method Behavior
Manually Configure the Closed Status Reply Behavior (Recommended) The preferred and recommended approach is to configure the On End User Reply behavior for the Closed status. This built-in status configuration determines what should happen whenever a customer replies to a closed ticket.
Use Ticket Automations If your current Closed status behavior is configured to Do not perform any action on the ticket state, but you still want certain customer replies to reopen tickets under specific conditions, you can create a Ticket Automation using the Update Ticket Trigger.

Method 1. Manually Configure the Closed Status to Reopen the Ticket (Recommended)

This is the simplest and most commonly used approach. Use this method when:

  • Every customer reply to a closed ticket should reopen the same ticket.
  • You want the behavior to be consistent across all closed tickets.
  • You do not require additional conditional logic.

Follow the steps below to achieve this configuration

  1. Navigate to Admin > Fields & Forms > Ticket Fields.
  2. Select the Status field and click on the edit icon.
  3. Locate the Closed status and choose to edit from the more options icon.
  4. Under On End User Reply, select the option that reopens the ticket. For example: On End User Reply → Automatically change the ticket status to Open.
  5. Click on Update to save the changes. Explore the visual below for more insights.

You will receive a status successfully updated toast message. It may take up to 15 minutes for the changes to be reflected.

Method 2. Reopen Closed Tickets Using Ticket Automation

If your organization requires additional business logic or conditional workflows, create a Ticket Automation using the following configuration. This method is particularly useful when your workflow restricts you to:

  • Closed status behavior is do not perform any action on the ticket state.
  • Use automation-based workflows.
  • A reopening logic that depends on specific events and conditions.

Configuring the Automation Triggers

Follow the steps below to achieve the reopening of closed tickets using automation.

  1. Go to Admin > Automation > Ticket Automation > Update Ticket Triggers.
  2. Click on add rule or edit an existing rule.
  3. Provide the rule name, description (optional), and conditions; for example:
    • Rule Name: Trigger to Update Closed Tickets on Customer Reply
    • Conditions: Status | Is | Closed, Event Type | Is | Reply Added AND Event Performer Type | Is | Requester
  4. Configure the action on the next page as follows. Under Set Action, configure: Set Status → Open
  5. Click Add to save the automation trigger. Explore the GIF below for more insights.

These two methods are applicable only when the closed status behavior is either do not perform any action on the ticket state or automatically change the ticket status to Open. In cases where the closed status is set to create a new follow-up ticket, only a follow-up ticket will be generated, and the original ticket status will remain closed.

Troubleshooting (Reopen behavior and automation behavior)

Ticket does not reopen

Verify all of the following:

  • The ticket is currently in the Closed status.
  • The requester reply is being added to the existing ticket (not a separate ticket).
  • The Closed status On End User Reply configuration is correct.
  • The Ticket Automation rule is enabled (if using Method 2).
  • Ticket Automation conditions match the actual event values.

A new ticket is being created unexpectedly

Review the Closed status setting: If On End User Reply = Create a new follow-up ticket, BoldDesk will create a new follow-up ticket on every requester reply.

Automation is not triggering

Confirm:

  • Automation type is Update Ticket Trigger
  • Condition includes Event Type = Reply Added
  • Condition includes Event Performer Type = Requester
  • No other automation rule is overriding the status update outcome

Frequently Asked Questions

  1. Does BoldDesk automatically reopen tickets when customers reply?
BoldDesk can reopen tickets based on the Closed status On End User Reply configuration. Reopening does not occur unless the status behavior (or an automation) performs the status change.

  2. Which method should be used in most cases?
Use Method 1 (Closed status On End User Reply) when the reopening behavior must be consistent for all closed tickets and does not require conditions.

  3. When should Ticket Automation be used?
Use Method 2 when reopening depends on conditions (for example: specific event logic, tag-based filters, or workflow rules) or when the Closed status reply behavior cannot be changed globally.

  4. Can the automation reopen to a status other than Open?
Yes. The automation action can set the ticket to any active workflow status supported in your workspace (for example: Open, In Progress, Pending).

  5. What happens if Closed is configured to “Do not perform any action” and no automation exists?
The ticket remains in the Closed status after the requester reply is added.

  6. Why does the behavior change not apply immediately after updating the Closed status?
BoldDesk indicates the update with a toast message, and the change may take up to 15 minutes to reflect.
